Hey friends,
The most common Service Cloud use cases are turning emails and web forms into cases, routing each case to the right rep, meeting contracted response times, and letting customers help themselves with Knowledge and chat. Each scenario maps to a specific feature, like Email-to-Case, Omni-Channel, entitlements or an Agentforce Service agent.
Service Cloud is now called Agentforce Service, but the scenarios haven't changed. Here are 10 I'd expect any consultant to meet, with the feature I'd reach for and why. They also line up with the Agentforce Service Consultant exam, which leans heavily on picking the right feature for a scenario.
Key takeaways
- Shared inbox: Email-to-Case. Website form: Web-to-Case.
- Language or product expertise: Omni-Channel skills-based routing.
- Contracted response times: entitlements and milestones, not a simple escalation rule.
- Repeat questions: Knowledge plus a help center. 24/7 web chat: Enhanced Chat with an Agentforce Service agent.
- Live visibility for supervisors: Command Center for Service. Retention offers: Einstein Next Best Action.

| Exam section | Weight | Scenarios in this post |

| Industry Knowledge | 12% | All, as business context |

| Agentforce Service Solution Design | 15% | 8, 10 |
| Knowledge Management | 12% | 7 |
| Intake and Interaction Channels | 13% | 1, 2, 8 |
| Case Management | 13% | 3, 4, 5, 6 |
| Contact Center Analytics | 13% | 9 |
| Integrations | 10% | Channel and data connections |

Use this as a cheat sheet, then read the scenario for the reasoning.
1. How do you turn a shared support inbox into cases?
The need: A support@ address everyone reads and nobody owns.
The fit: Email-to-Case. Your email provider forwards mail to Salesforce, each email becomes a case, and threading keeps replies on the same case.
Watch the forwarding setup. Salesforce Help says how you configure forwarding affects whether replies attach to the right case, so test threading before go-live.
2. How do you capture cases from your website?
The need: Customers want to submit a request without writing an email.
The fit: Web-to-Case. You generate an HTML form, embed it on the site, and set a default response template so customers get a confirmation.
Add reCAPTCHA to stop spam cases. Salesforce documents it as part of Web-to-Case setup.
3. How do you route work to a rep with the right skill?
The need: Spanish-speaking customers keep landing with reps who don't speak Spanish.
The fit: Omni-Channel skills-based routing. Work goes to an available rep who has all the required skills, instead of to whoever is in a queue.
If you'd need a separate queue for every language and product combination, that's your sign to use skills instead.
4. How do you track contracted response times?
The need: Premium customers are promised a first response within an hour.
The fit: Entitlements and milestones. Entitlements confirm a customer is eligible for support, and milestones represent the required support steps, like first response, with actions when they're close to being missed.
A simple escalation rule is a timer. If the contract has tiers and steps, it's entitlements.
5. How do you cut repetitive clicks for reps?
The need: Reps update the status and send the same survey email on every closed case.
The fit: Macros. A macro runs a series of steps with one click, like updating the case status or sending an email with a survey link. Bulk macros run on many records at once, which helps during a spike of cases about the same issue.
Macros that can't be undone need a separate permission, so plan who gets it.
6. How do you get experts onto a hard case fast?
The need: Complex cases bounce from tier 1 to tier 2 to tier 3 and the customer waits.
The fit: Swarming. Start a swarm from the record, add experts, and collaborate either on the Salesforce record or in Slack.
Salesforce pitches swarming as a way to get rid of tiered support. Use the Swarming reports and dashboards to show it's working.
I'll be honest about how I learned this stuff. I loved Focus on Force and used it through 17 Salesforce certifications. Reading the study guide first was slow for me; taking practice tests rapid-fire and studying every wrong answer was fast. So when I built Cert Lab, I built it around that: test yourself quickly, see why each option is right or wrong, with up-to-date links and screenshots.
Nick Frates, a senior Salesforce developer with 17 certifications, built the Agentforce Service Consultant Cert Lab at nickfrates.com: rapid-fire practice tests with every answer explained, $9.99 for 12 months.

The need: The same 20 questions make up a big chunk of case volume.
The fit: Knowledge plus a help center, a site where customers browse Knowledge articles and submit a case through a web form when they need more. Salesforce Help says it gives you a self-service channel without the extra management of an Experience Cloud site. The guided setup has you name it, pick article topics and authors, and add a contact form.
Need more advanced self-service? That's when you move to a full Experience Cloud site. One gotcha: the Help Center Setup tile lives in Service Setup, and Service Setup isn't available in orgs created in Spring '26 or later, so check the current setup path in newer orgs.
8. How do you offer 24/7 chat on your website?
The need: Customers visit at night and nobody is online.
The fit: Enhanced Chat (formerly Messaging for In-App and Web) on the site, with an Agentforce Service agent answering first and handing off to a rep when needed.
Legacy Chat was retired in February 2026, so new chat work is Enhanced Chat.
9. How do supervisors see what's happening right now?
The need: Supervisors can't tell which reps are overloaded or which queues are backing up.
The fit: Command Center for Service. Supervisors see real-time information on Omni-Channel reps, queues and work, like waiting times and open work, and a supervisor configuration controls which reps, queues, skills and actions each group sees.
It updates continuously, and supervisors can view voice transcripts and chats and send whisper messages that the rep sees but the customer doesn't.
10. How do you prompt reps with the right offer?
The need: Reps forget to offer the upgrade or credit that would keep the customer.
The fit: Einstein Next Best Action. A recommendation strategy built in Flow Builder shows a few relevant offers on the case, and accepting one runs a flow.
It's rules and data, so it's predictable and easy to explain to the business.
