IK1: Contact center KPIs and what drives them

You’ll be able to: define the core contact center KPIs, explain what moves each one, and pick the lever that improves it.

Speed and efficiency KPIs

Service Intelligence defines average handle time as the time a rep spends on a work item from accepting it in Omni-Channel until closing it, or until they close the browser tab. Service level is the percent of inquiries answered within a target time. Average speed to answer measures how quickly reps answer. Declined work is the percent assigned but not accepted. Omni utilization is the percent of online time a rep spends on rep work; max utilization is time at 100% capacity.

These pull against each other. Pushing AHT down too hard can lower FCR and CSAT, as reps rush. Adding capacity per rep raises utilization but can slow each conversation. Good designs improve both sides at once, for example Knowledge and macros cut handle time while raising first-time fixes.

Exam trap

A low AHT isn’t automatically good. If FCR falls and repeat contacts rise, total effort and cost go up.

Quality and outcome KPIs

First contact resolution is the percent of cases closed with one response: one email, voice call or messaging session. Average time to first close runs from creation to the first close; average time to close runs to the last close and includes reopened cases. Both exclude cases closed immediately on opening. CSAT is the average survey score and can be split by channel. Cost uses an hourly rep cost you enter, multiplied by handle time.

What moves the numbers

Routing work to reps with the right skills raises FCR and lowers transfers. Knowledge in the console and KCS keep answers consistent. Self-service and Case Deflection reduce volume, and AI agents handle routine requests 24/7 so reps focus on complex work. Entitlements and milestones make SLA response and resolution targets visible. Supervisors use Command Center and Live Cards to act on wait times in real time.

Predict, then reveal

A team’s AHT fell 20% after a new script, but CSAT dropped and reopened cases rose. What happened?

Show the answer

Reps likely closed cases faster without fully solving them. Time to close (which includes reopens) and FCR show the real effect.

  3. If you have Service Intelligence, compare FCR and AHT by channel.

Practice questions

Ten exam-style questions on this lesson. Answer each one before you open it.

Question 1. How does Service Intelligence define first contact resolution?

  • A. Cases closed on the first business day
  • B. Cases answered within 30 seconds
  • C. Cases closed with only one response
  • D. Cases closed by the first rep only
Show the answer and explanation

Answer: C. FCR is the percent of cases closed with only one response, such as one email, call or messaging session.

Answering within a target is service level.

Question 2. When does average handle time stop counting?

  • A. When the rep closes the work or the tab
  • B. When the customer sends the last message
  • C. When the survey is sent
  • D. When the case is first assigned
Show the answer and explanation

Answer: A. Handle time runs from accepting the Omni-Channel work item until it’s closed or the browser tab is closed.

Assignment is before acceptance.

Question 3. Service level measures what?

  • A. Percent of each rep’s online time spent working
  • B. Percent answered within a target time
  • C. Average satisfaction score
  • D. Percent of cases solved first time
Show the answer and explanation

Answer: B. Service level is the percent of inquiries answered within a timeframe, such as 20 or 30 seconds.

The others are CSAT, FCR and utilization.

Question 4. Which KPI includes time from reopened cases?

  • A. Average time to close
  • B. Service level
  • C. Average speed to answer
  • D. Average time to first close
Show the answer and explanation

Answer: A. Average time to close runs to the last close and includes reopened cases.

Time to first close stops at the first close.

Question 5. How is cost calculated in Service Intelligence?

  • A. Average survey score times total case volume
  • B. Hourly rep cost times handle time
  • C. License cost per rep
  • D. Cases divided by headcount
Show the answer and explanation

Answer: B. Cost uses an hourly rate entered at setup multiplied by handle time.

License costs aren’t used.

Question 6. What is Omni utilization?

  • A. Percent of online time on rep work
  • B. Percent of capacity unused
  • C. Percent of cases escalated to a supervisor
  • D. Percent of work accepted
Show the answer and explanation

Answer: A. Omni utilization is the percent of rep online time spent engaged in rep work.

Accepted work is a separate KPI.

Question 7. A manager pushes AHT down sharply. Which risk should the consultant raise?

  • A. Service level will drop
  • B. Utilization becomes zero
  • C. FCR and CSAT may fall
  • D. Case volume disappears
Show the answer and explanation

Answer: C. Rushing to cut handle time can lower first-time fixes and satisfaction.

The other outcomes don’t follow.

Question 8. Which levers raise first contact resolution? (Choose 2.)

  • A. Longer hold queues for complex issues
  • B. Skills-based routing
  • C. Fewer case fields
  • D. Knowledge in the console
Show the answer and explanation

Answer: B, D. Routing to the right skills and giving reps Knowledge help solve issues the first time.

Longer queues hurt experience.

Question 9. Which change lowers cost per case most directly?

  • A. Lengthen survey forms so customers explain more about the issue
  • B. Add escalation actions
  • C. Add more case fields
  • D. Deflect routine questions to self-service
Show the answer and explanation

Answer: D. Self-service and AI agents reduce rep-handled volume; cost is handle time times hourly rate.

The others add effort.

Question 10. A KPI shows the percent of work assigned to reps but not accepted. What is it?

  • A. Abandoned work
  • B. Service level
  • C. Omni utilization
  • D. Declined work
Show the answer and explanation

Answer: D. Declined work is the percent of work assigned to reps but not accepted.

Abandoned is when the customer leaves.

Before you move on

1. What’s the Full sandbox refresh interval?

Show answer

29 days.

2. What is data skew’s threshold?

Show answer

More than 10,000 children per parent.

Key takeaways

  • FCR: closed with one response. AHT: accept to close or tab close.
  • Service level: percent answered within a target time.
  • Time to close includes reopens; time to first close doesn’t.
  • Cost = hourly rep cost x handle time.
  • KPIs trade off; improve AHT without hurting FCR and CSAT.
